The underlying logic uses a lightweight rule‑based engine that maps key phrases and intent markers to template categories. For instance, a message that includes “refund” or “return” triggers the “Refund Request” template, while a question about product specifications pulls in the “Product Inquiry” form. Once the template is selected, the AI populates the ticket fields with relevant data extracted from the conversation, such as customer name, order number, and message snippet.

Developers can extend the template library by adding new JSON schemas. The system stores these schemas in PostgreSQL, and the React UI renders them dynamically. This design keeps the feature modular and allows Indian SMBs to tailor templates to their unique business processes.

Using the Feature

From a user perspective, the experience is straightforward. In the GoSumo dashboard, a new ticket appears in the “Inbox” with a highlighted “Use Template” button. Clicking the button opens a modal that lists all available templates, grouped by conversation type. Selecting a template instantly populates the ticket form with pre‑filled fields.

The UI includes a live preview, so the operations team can edit any field before finalizing the ticket. For example, a support agent handling an Instagram DM about a product can quickly adjust the “Product ID” field and add a custom note. Once the ticket is saved, it is automatically routed to the appropriate team member based on the SLA rules defined in the SLA calculator tool.

Because the generator is part of the same AI‑driven interface that powers WhatsApp Business API and Instagram DM automation, the transition from incoming message to ticket creation feels seamless. Agents no longer need to switch between separate tools or manually copy information.
